AI in customer support
Chatbots and assistants that answer customer questions and help support teams work faster.
What is it?
Many companies use AI to answer common customer questions at any hour, through chat, email or phone. Modern support assistants use a language model connected to the company's own help articles and policies, often with a technique called retrieval (RAG), so answers are based on approved information.
AI also helps human agents behind the scenes: it summarises long conversations, suggests replies, translates messages and sorts tickets by topic or urgency. Good setups hand the conversation to a person when the question is complex, sensitive, or the customer asks for a human.
Which models use it?
- Customer service platforms such as Zendesk, Intercom and Salesforce include AI assistants.
- Companies build support bots on models such as GPT, Claude and Gemini through their APIs.
- Phone systems use speech recognition and text-to-speech for voice support.
- AI features in help desks suggest replies and summarise tickets for human agents.
How to use it
- Start with clear, up-to-date help articles and policies; the AI can only be as good as its sources.
- Limit the bot to approved topics and tell it to say when it does not know.
- Always offer an easy way to reach a human.
- Tell customers they are talking to an AI.
- Review real conversations regularly and fix wrong or unhelpful answers.
- Protect customer data and follow privacy laws for storing chats.
Benefits
- Instant answers to common questions, around the clock.
- Shorter wait times and less repetitive work for staff.
- Support in many languages.
- Faster ticket handling with summaries and suggested replies.
Limits and risks
- Can give wrong or made-up answers, including about prices, refunds or policies.
- Frustrating when customers cannot reach a person.
- Sensitive cases, complaints and account security need human judgement.
- Handles personal data, so privacy and security rules apply.
